Contact Center Outsourcing in the AI Era

For decades, contact center outsourcing ran on a simple formula: move work to where labor costs less, pay per hour or per contact, and manage the vendor on service levels. AI breaks that formula. If you're renewing an outsourcing contract this year, the old model may be working against you.

When AI absorbs routine contacts, the work left for people gets more complex. Pricing models built on volume and time reward the outsourcer for exactly the inefficiency you're trying to remove.

What AI changes about contact center outsourcing

The mix of work. Simple, repeatable contacts are the first to automate. What remains requires more judgment, more product knowledge, and more empathy. That's a different labor profile than many outsourcing arrangements were built for.

The incentives. Per-minute or per-hour pricing means your provider makes more when calls run longer. Per-contact pricing means they benefit when customers call back. Neither aligns with resolution.

The ownership of AI. If the outsourcer brings the AI tools, who owns the data, the knowledge, the conversation insights, and the improvements? Many contracts never answered that question.

An outsourcing contract that pays for effort will never deliver efficiency.

How to rethink your outsourcing strategy

Decide what stays in-house. Your highest-value, most complex, or most sensitive interactions might belong with your own people. Routine or seasonal work may still fit an outside partner well.

Price on outcomes. Tie part of the commercial model to resolution, customer effort, retention, or quality. Share the gains from automation instead of letting them disappear into the provider's margin.

Own your data and knowledge. Transcripts, analytics, and knowledge content should belong to you regardless of who handles the contact. That's the asset that makes every future decision easier.

What to ask at your next renewal

How will the provider use AI to reduce your contact volume, not just handle it cheaper? How will they share those savings? What happens to your data if you leave?

The right partner will welcome those questions. The wrong one will steer the conversation back to rate cards.

Don't outsource the work AI should eliminate.
